“Sorry” Goes Miles for a Brand in Crisis

There are actually three things that are certainties in life: death, taxes and computer malfunctions. Delta Air Lines had a harsh dose of technology reality in the middle of the night on Monday, August 8, when a computer outage grounded all of the airline’s flights. Many passengers were already on board their planes; others settled in for the night in airports.

We’ve all seen how badly this can turn out for a brand – whether the problem is your company’s fault or not, people are angry, plans are disrupted, and everyone affected wants someone to blame. Social media channels are instantly flooded with pictures and videos of all the misery. In the midst of all the chaos, never forget that most of your customers want one simple thing – a heartfelt apology. Not excuses, not empty promises – just “I know this is a terrible inconvenience, and I’m truly sorry.”

Understandably, in some cases apologies can be tricky, with lawyers waiting to pounce with class action suits at any admission of guilt or responsibility. In Delta’s case, this was a nonissue. By mid-morning, headlines had begun to turn from NBC News’ “Delta Cancels 400+ Flights” to CNN’s “Pizza, Beer Ease the Delta Pain.” The airline had reacted quickly and thoughtfully, bringing food on board for passengers, and offering food to those stranded in airports as well.

By midday, Delta had released a video of CEO Ed Bastian standing in the Delta operations and customer center. He looked straight into the camera, apologized to customers for the inconvenience several times, offered systemwide waivers for passengers, and thanked his team for the hard work they were doing to rectify the situation. It was brief, genuine and perfect.

Other than being prepared in advance for a crisis of this magnitude, the number one rule is to respond quickly and sincerely. When thousands are inconvenienced due to your product’s deficiency, with weddings delayed and vacations deferred, we want to know you feel our pain, and we want it to be the top executive looking as miserable as we are.

Hats off to Delta for a crisis communications job well done.

Still Flipping the Script

It’s been more than five years since our CEO, Billy, came into the office after a rash of teen suicides caused by bullying, and said “we need to do something.” Flip the Script was born, and dozens of employees from across disciplines and offices got involved with this R&R-created campaign that is still near and dear to our hearts.

While the creative team came up with ads, the media team got space donated, and the PR team got press coverage, the Nevada government affairs team worked to strengthen anti-bullying laws in the state. In baby steps, we helped pass legislation that proclaimed the first week of every October the “Week of Respect,” established school safety teams, strengthened reporting requirements on bullying incidents, and more. But it wasn’t enough. Parents weren’t hearing of incidents involving their kids, and the new laws were tough to enforce.

On May 20, Governor Sandoval signed into law Senate Bill 504, the strongest anti-bullying legislation Nevada has ever had. The bill revises the definition of bullying, creates a separate anti-bullying office within the Nevada Department of Education, strengthens reporting requirements for bullying incidents, and creates a 24-hour hotline and a website for submitting complaints. R&R’s efforts kept this issue front and center in the last three legislative sessions, and working with the school districts and elected officials, we helped make changes that will directly impact Nevada students.

Former Congressman Steven Horsford Enters Partnership with R&R Partners in Washington, D.C.

Office will serve as full-service agency, with emphasis on diversity marketing

Increasing diversity marketing reach through authentic and empowering voices isn’t just a win for R&R Partners. It’s an essential and exponentially beneficial victory for the people who matter most – our clients and their customers.

When we launched CMV/R&R Partners in Mexico City, it was more than a move into an international marketplace. It also marked the beginning of an agencywide focus to become an authority on diversity marketing.

To do that, we need some of those key voices. The exciting addition of former Nevada Congressman Steven Horsford to our Washington, D.C., office is another leap forward in the diversity space, giving R&R Partners a unique position in Washington, and indeed, in the national communications marketplace.

R&R Partners and Horsford’s company, Resources+, have joined forces to establish a full-service agency with integrated services, specializing in diversity marketing, media training and corporate communications, workforce and vendor/supplier engagement and international affairs. Horsford will serve as senior vice president of strategic integration and partnerships for R&R’s nine offices throughout the United States and Mexico City. He will also serve as managing director of our Washington office.

“Steven started his career with R&R, and in the many years since his departure, he has gained incredible experience in business and through public service,” said Billy Vassiliadis, CEO of R&R Partners. “The changing demographics of the U.S. coupled with today’s global interconnectivity make it essential that marketers speak to their customers in a voice that is credible. Our recent opening of a Mexico City office, combined with Steven’s strengths in diversity marketing, places us at the forefront of this new space in marketing communications, and will place our clients at the forefront of the diversified consumer and employee base.”

Steven will also chair the board of directors for Nevada Partners, Inc., a nonprofit workforce training, youth development and housing assistance agency. He served as president/executive director of Nevada Partners from 2001 to 2008, and was the CEO of the Culinary Academy of Las Vegas, its sister agency, from 2001 to 2012.
